The problem

An incorrectly applied address change affected a member’s premium, and the policy was eventually suspended. The member was worried and needed help understanding how to get the account back in order.

Experience behind this example

Since Jun 2025, I have worked as a bilingual Customer Advocate at HCSC (HealthSpring), first on Medicare Advantage and now on Medicare Supplement, handling 200+ member calls per month while investigating Medicare claims, benefits, pharmacy, and billing issues. The workflow below is generalized to protect member information.

My role

I acknowledged the concern, apologized for the experience, and reassured the member that I would help work toward a resolution. I reviewed the account information, connected the address issue to the billing problem, and coordinated with the billing team for the back-end correction.

Decision points

Coordinate the correction. The account needed to be brought current and the suspension lifted. I assisted with that resolution while the billing team completed the back-end work. My contribution was investigating the issue, coordinating that handoff, and staying involved.

Complete the follow-up. I offered a follow-up and carried it out, verifying the member’s identity before discussing the account. The initial call was not the end of my responsibility.

Result

The coverage was restored, and the member was pleased with the help they received. This anonymized case study reflects coordinated work and member follow-through; it omits identifying details and internal system information.

Applied principles

  • Reassure without overpromising
  • Coordinate the correction
  • Follow through after the handoff
